La particularité du centre d'appels étudié tient à son inscription dans une « trajectoire » d'entreprise. Il restitue une transformation des activités dédiées à la gestion de la relation à la clientèle. L'analyse du fonctionnement de ce centre d'appels internalisé donne à voir un modèle hybride empruntant aux rationalités industrielle et professionnelle. L'hybridité de ce modèle se saisit à la fois dans ses dimensions socio-organisationnelles et ses compromis. Loin de privilégier une stratégie de contournement et de résistance, l'engagement des télé-conseillers participe de la construction d'une identité de professionnel de la relation de service. La réappropriation du travail procède ici par réinvestissement et réactualisation d'une identité héritée. The particularity of the call centre studied in this article is its position in the “trajectory” of a firm, and the fact that it reflects a transformation of the firm's customer relations management activities. The author's analysis of the functioning of this in-house call centre reveals a hybrid model based on both industrial and professional logics. The hybridity of this model can be grasped both in its socio-organizational dimensions and in its compromises. Far from favouring a strategy of circumvention and resistance, the hiring of tele-consultants contributes towards the construction of a professional identity in service relations. Here the re-appropriation of work stems from reinvestment in and updating of an inherited identity.
